Digital customer experience: those who fall behind drop out

The focus of digital customer experience is shifting from applications to outcomes: AI, Agentic AI and hyper-personalisation reduce customer effort in connected ecosystems, and that is what becomes measurable business value.

Digital customer experience today goes far beyond a well-functioning mobile app or website. Customers expect fast, simple and personalised service on every channel, while caring less and less about what technology sits behind it. The winners of the coming years may be the companies that do not merely develop digital solutions, but build intelligent ecosystems that improve the customer experience and create measurable business value at the same time.

Over the past decade, companies' digital development centred on applications. The question was mostly how to build apps faster, cheaper and with more features. That mindset has now changed. In the future, the focus will increasingly be on the experience the customer gets — regardless of which application they use to interact with the company. The foundation of modern digital customer experience is the combined use of data, automation and artificial intelligence.

AI anticipates customers' wishes

In this environment, artificial intelligence takes centre stage. AI systems can predict customer needs, make relevant offers, automate repetitive processes, or even make autonomous decisions in certain business situations. A modern digital platform does not simply react to user requests, but also helps formulate and fulfil them.

The next big step may be the spread of Agentic AI. Whereas in most of today's applications the user carries out operations by navigating menus, in new-generation solutions a digital assistant takes over the intermediary role. The emphasis thus gradually shifts from using applications to achieving outcomes.

Hyper-personal, super-efficient

In parallel, personalisation is also moving up a level: in the future, every customer may get their own digital environment. The interface of applications, the communication, the offers and even the service processes can adapt individually to the user's habits and preferences.

Customers will spend less and less time using applications, partly because they will find everything much faster in their own digital environment, and partly because various experience-enhancing background services will carry out the necessary processes for them. Pre-filled data, automatic process triggers, intelligent reminders and autonomously executed transactions make the user experience more convenient.

From customer experience to business results

Companies should rethink their front-end interfaces at a conceptual level, since the role of the separate applications we were used to may increasingly be taken over by connected digital ecosystems in which the various services and platforms work together seamlessly. The customer will thus be able to handle their affairs within one single, unified experience.

As we can see, the future of digital customer experience brings fundamental changes, and by adapting to them in time we can gain a competitive advantage. We believe this topic is worth handling at a strategic level, because companies that can reduce customer effort, speed up processes and provide more relevant services can achieve higher customer satisfaction and, ultimately, greater loyalty and better business results.
